Although several approaches have been proposed for modelling an on-line shop assistant, recent customer's analyses show that they miss some assistance in the buying process. the common problem is that the behaviour of an on-line shop assistant is modelled on the procedural level, i.e. like a workflow. In this paper we present an approach that models this behaviour on the knowledge level, i.e. it takes into account not only which actions (questions) a shop assistant will perform, but also which goals he wants to achieve by taking an action. As a generic reasoning pattern of such an e-shop agent we use the cover- and-differentiate problem-solving method, a method very successfully applied in various diagnosis and classification tasks. In that way, we can (i) model the question-answering process such that the minimal set of useful questions will be provided to a user, (ii) easily reinterpret and fine-tune shopping strategies that exist in other e-shop portals and (iii) design and integrate new methods into generic reasoning pattern. We present an evaluation study which illustrates these benefits.

Nowadays, companies like Telecom Italia have recognized that in order to remain competitive, they must efficiently and effectively create, locate, capture and share their operational knowledge (OK) in an innovative way. the OK is mainly based on individual competence and experience, namely some sets of procedures used by people to construct a genuine strategy tailored to the speci- ficities of a given situation. In particular in the Asymmetric Digital Subscriber Line (ADSL) context, provisioning and assurance activities are critical services that allows differentiating Telecom Italia from its competitors. Technicians involved in the assurance and provisioning activities attempt to solve troubles related to the installation and maintenance of the ADSL components. therefore, they usually access to technical documents, knowledge spread on different web-sites or call their colleagues for advice. However, in order to make faster and more efficiently and effectively provisioning and assurance activities, ADSL technicians need to share, fast access and manage update knowledgethrough a unique source. therefore starting from our Operational knowledge Management Framework (OKMF) [1], we have developed an Operational knowledge Management System (OKMS), called Remoter. It has a tree tier web-based architecture which groups different technologies (Document Management, Forum, CBR). In particular, this paper discuss our methodology involving CBR techniques in our OKMF.

the central themes of the 14thinternationalconference on knowledgeengineering and knowledge Management (ekaw2004) were ontological engineering and the semanticweb. these provide the key foundational and delivery mechanisms for building open, web-based knowledge services. However, consistent withthe tradition of ekawconferences, ekaw2004 was concerned with all aspects of eliciting, acquiring, modelling and managing knowledge, and its role in the construction of knowledge-intensive systems. Indeed a key aspect of the knowledge Acquisition Workshops (KAWs) held in the US, Europe and Asia over the past 20 years has been the emphasis on ‘holistic’ knowledgeengineering, addressing problem solving, usability, socio-technological factors and knowledge modelling, rather than simply analyzing and designing symbol-level inferential mechanisms. the papers included in this volume are thus drawn from a variety of research areas both at the cutting edge of research in ontologies and the semanticweb and in the more traditionally grounded areas of knowledgeengineering. A semanticweb service can be seen as the addition of semantic technologies to web services to produce web-accessible services that can be described using appropriate ontologies, reasoned about and combined automatically. Since web services can be seen as web-accessible computational objects, much of the work in this area is also concerned with problem-solving methods (PSMs).
